But giving Mike Arrington a back rub doesn't cure deeper support issues...
03:36PM Monday Apr 21 2008 by Karl Bode
tags: business · cable · consumers · Comcast
Within twenty minutes of a recent outage, Comcast reached out to Techcrunch owner Mike Arrington after he complained via social networking website Twitter. But apparently you don't need to run a multi-million dollar startup promotion empire to get noticed by Comcast. Philly.com notes that Comcast has someone watching Twitter 24/7 in an effort to improve the company's traditionally dismal customer satisfaction rankings:
Click for full size
Frank Eliason, a Comcast Corp. manager in Center City with the daunting assignment of monitoring the nation's blogosphere for venomous posts aimed at the company, answered right away. Under siege for customer-service woes detailed on Comcastmustdie.com and other blogs, the Philadelphia cable giant has gone on the offensive, trawling the Internet for Comcast chatter.
Although the article notes the attention to bloggers and Twitter isn't a cure-all. Like Verizon's assignment of personal FiOS support champions in Florida, getting personal attention may make the consumer feel better, but it often doesn't cure the root causes of their annoyance, like poor billing systems, poor support, nightmare phone mazes or low quality subcontracted installation work. Though it may deter grannies with hammers and pre-empt some bad press.

doesn't matter where they monitor. they need to fix the root cause of the complaints, not make the complainers "feel better".

it's a hell of a lot cheaper to monitor twitter, etc. and try to placate the loudest voices than it would be to actually fix the problems.

Yeah where did Rick go? Got a hankering for a Rick Roll!

With the granny pic, someone not knowing the story behind it might think Comcast hires elderly ladies as techs.

Hmm, Speaking of Rick Rolled wonder if Comcast will feature "Never gonna give you up" in one of thier 'singing customer' commericals.

It's great that they are monitoring social networking sites, but how about monitoring here and showing more of a presence?

Re: How many people here get calls?

Because they know anyone that has any sort of technical knowledge WILL complain at a technical level.

Social sites are more generic, and have a larger presence, and will have more readers. I.e. I'd suspect there's more 13-35 year olds on social networking sites for many different reasons. Get a few complaints across a large social network, and large amounts of people may look for alternatives.

Silence and/or no representation does help?
There are other CEO's and rep's of companies that post here even in the face of bashing.
Comcast chose to use Sandvine. In my opinion they made the mess, but how they clean it up can restore some of that image.

I think it's more a PR move than anything

Comcast I think is engaging more in PR damage control here than anything else. What're the chances that anything would really get done if you didn't have the audience of somebody like Arrington?

»fishbowl.pastiche.org/2008/04/19···ainwreck

Here are some direct quotes from the “comcastcares” Twitter account, all from the last twenty-four hours.

* “I do hope we will be able to change any negative perception” #
* “I hope we can change your perception.” #
* “I hope I can change your perception of Comcast!” #
* “How can we change your perception?” #
When a phrasing like this is (a) so unlike normal speech, and (b) repeated so often, it’s pretty clear that it’s being used as a matter of policy. Some meeting was had to whiteboard the perfect response that sounds concerned and proactive, but admits absolutely no fault on the part of the carrier.

There is alot of "hope" in those direct quotes. I guess they have never read "Hope is Not a Strategy".

Re: I think it's more a PR move than anything

Its all PR B.S. to make it sound 'nice'.
Perception is never reality anyways... just a point of view.
Most large corporations (if not all) are all about profits (best suited for investors), but would like to have a nice, warm fuzzy image to portray to the consumer

Sure it is. Lather. Rinse. Repeat. Just ask the Bush Administration. There are still a hell of a lot of Americans still believe Iraq was responsible for nine eleven. Seven years of saying anything enough times/PR the hell out of it and people start to believe.

That's SOP for any product as well. It's why we have commercials. And lastly, "perception" is precisely why it is far cheaper to hire some shill to monitor the blogosphere and polish turds than it is to actually address and resolve problems. Comcrap is merely taking a cue from numerous orgs (TSA, in particular)who have already hired a FT schnook to shovel the shit and pretty it up.

Re: I think it's more a PR move than anything

Perception is only reality when fact is distorted by spin doctors for any large corp or government administration.

Just as many have stated 'there is no recession'. Facts will show one thing, and those that listen blindly see another.

Not just twitter

I posted a complaint on getsatisfaction.com (a more traditional space for service complaints), and I am currently working with exec cust service to fix my 5 month old issue.

Unfortunate that it takes a post to get action, but at least it's possible.

Plus you dont have to hold...

If you honestly made a good faith attempt to resolve the issues, explained your policies etc,etc you wouldn't have to spend time on your "image".

Re: pffft.....

Comcast has had a "negative image" with me for quite some time now. They would be better off improving their service(s) and their customer support, their "image" would then take care of itself.

The biggest problem is, that for many people, it's either Comcast or nothing, so Comcast can offer services that are better than nothing.

So this makes HOW many times that . . .

Comcast has attempted to change their image? Not the way they actually DO business, mind you . . . just their image? This is just going to continue to be "business as usual" . . . more Comcast spin.

It does seem pretty standard now a days. Taking out Comcast from your quote you could plug in a whole bunch of names.

AT&T, RIAA, MPAA, Best Buy, and on and on and on.

We do monitor all websites, including the Broadband Reports! It has always been one of my favorite spots, even before working for Comcast. We do recognize that we need to improve the service we provide and we are working to do just that. This is a small part of that effort.

Thank you for all the feedback!

In 6 years with Comcast HSI sevice, only 2 times did I have to escalate a problem past the 1st line support. And both times when I contacted the "Comcast Executive Complaint Center" the problem was resolved in less than 24 hours.

Comcast monitors BBR forums too!

About a year or so ago when Comcast deployed power boost in my area it never worked for me. I used every chance I could get to point out the fact the power boost did not work and the phone support was worthless on this issue in the Comcast HSI forum.

Well eventually someone claiming to be from Comcast contacted me through IM on here. I was a little weary but they gave me a phone number, I called and it indeed was a Comcast regional manager.

Within 20 minutes a Comcast truck rolled up to my house, trouble shot and fixed the problem.

Re: Comcast monitors BBR forums too!

I know of several comcast employees that would troll here looking for patterns to problems. Mainly cause folk were not told enough of whats going on to be useful on the phones. Can't fix what they wont tell you is broken after all.

Glad I left that place. Real sad how they treat the front line employees there. The fact that you had a regional manager trolling on here and sticking his neck out knowing how corporate handles 'unauthorized' help being done is pretty impressive though.

Hope he didn't get fired for it.

Re: Comcast monitors BBR forums too!

When I was in contact with corp. they where quit interested in where I was getting info like, "alotta of people where having packet loss problems". I never really bit on to it just aluded to reading forums and such. There was a comment made by them the second time that empolyees were not susposed to represent themselves on forums. Which I found ironic since I felt at that time they were hiring or ecouraging people to cover for them(Comcast).

Great new features!

...soon they'll monitor our telephone lines (a service transfered from/shared with the NSA), voicemails, emails, television viewing and DVR recording, and maybe they'll even place microphones on the cable boxes for "faster customer support"!

Gee whiz, that'd be swell!

that's going to be Comcast in 2016... and we'll have no say about it...
